Customer Service Role Play Template

The scenarios every support team meets: the angry caller, the repeat contact and the request you have to refuse. Agents practice them by voice with AI customers who react to tone, not only to words. Managers see the transcript and the score on each goal.

Training goals included

Each goal becomes a scored objective. Completed sessions are rated against it, so a manager sees which goal a trainee still misses.

  • De-escalate angry customers effectively
  • Resolve issues on the first contact
  • Show genuine empathy
  • Turn complaints into satisfaction

Scenario briefs

Four starting situations. Each one is a role play script template: the setting, what the AI persona wants and what the trainee has to achieve.

The angry caller

A customer has been charged twice and already called once. They open by threatening to cancel. The agent has to lower the temperature before solving the billing problem.

Saying no without losing the customer

The customer asks for a refund the policy does not allow. The agent has to explain the limit, offer what is possible and keep the relationship.

The repeat contact

Third contact about the same bug. The customer is tired, not angry. The agent has to own the history and close the case on this contact.

Technical support for a non-technical customer

The customer cannot describe the problem and gets lost in the steps. The agent has to guide them in plain language without talking down.

Who you practice with

Frustrated customer

Billing complaint

Loud at first, fair once heard. Calms down when the agent repeats the problem back correctly.

Tired customer

Repeat contact

Polite and exhausted. Tests whether the agent reads the history before asking questions.

Confused customer

Technical issue

Does not know the words for what is wrong. Needs one step at a time.

How to use this template

  1. Describe your product and your policies

The setup asks about your support tiers, your SLAs and the complaints you get most. Upload your knowledge base so the personas raise real issues.

  2. Review the customers

Adjust their mood and their knowledge. An expert customer and a lost one need different handling, and both are in the template.

  3. Run the practice and coach from the transcript

Agents practice in their own language. Completed sessions are scored on de-escalation and empathy, and the transcript shows where the tone changed.

Questions about this template

Does the AI customer react to the agent's tone?
Yes. A persona escalates when it is interrupted or contradicted and calms down when the agent acknowledges the problem. The score reflects that.
Can I use my real refund and escalation policies?
Yes. Upload your policies and the personas ask for exactly what your agents have to refuse or escalate.
Is this useful for chat and email agents too?
The practice is by voice, and the skills carry over. Reading a complaint back correctly and explaining a limit clearly are the same skills in writing.
